How to count satisfied responses

On a 5-point scale, count anyone who chose 4 (satisfied) or 5 (very satisfied). Neutral (3), dissatisfied (2), and very dissatisfied (1) responses are not included in the numerator but are counted in the total.

Solid score. Look at your neutral responses (3 out of 5) and find out what would have made those a 5. That is usually the fastest path to pushing above 85%.

How to Improve

4 things that actually move the CSAT needle

Most CSAT improvements come from process changes and follow-up, not from asking customers to be nicer.

01

Follow up on every low score

When a customer gives a 1 or 2 out of 5, reach out directly. Most businesses ignore these. A personal follow-up often turns a detractor into a loyal customer and gives you specific feedback you cannot get any other way.

02

Ask at the right moment

Timing is everything. A survey sent immediately after a resolved support ticket gets a very different response than one sent a week later. Find the moment when satisfaction peaks in your customer journey and send your survey there.

03

Keep the survey to one question

Long surveys get abandoned or filled in carelessly. A single well-timed CSAT question gets far more honest responses than a 10-question form. If you want context, add one optional free-text follow-up after the rating.

04

Share scores with the team

CSAT only improves when the people who affect it can see it. Share scores weekly with your team, broken down by agent or touchpoint. When people can see their direct impact on customer satisfaction, behaviour changes.

Metric Comparison

CSAT, NPS, and CES — what is the difference?

These three metrics are often confused. They are complementary, not interchangeable. Here is when to use each one.

CSAT

Measures

Satisfaction with a specific interaction

Use it

After support, purchase, or onboarding

Best for

Operational improvements and touchpoint optimisation

NPS

Measures

Overall loyalty and likelihood to recommend

Use it

Quarterly or after key milestones

Brand health and long-term retention tracking

CES

Measures

How much effort the customer had to put in

Use it

Best for

Removing friction from your customer journey

Key Drivers

What actually drives customer satisfaction scores

Speed of resolution

Response time and resolution time are the top two drivers of CSAT in every customer service study. Customers forgive mistakes far more readily than they forgive being kept waiting.

Communication quality

Clear, helpful, jargon-free communication consistently outperforms technically correct but confusing responses. Tone matters as much as the actual answer, especially when things go wrong.

First contact resolution

Having to contact a business more than once about the same problem is one of the most reliable predictors of a low CSAT score. Fixing it fully the first time is worth more than any apology.

Staff knowledge and empathy

Customers want to feel understood, not just processed. Front-line staff who show genuine empathy and product knowledge create significantly higher satisfaction than those who follow a rigid script.

Meeting expectations

CSAT measures the gap between expectation and reality. The fastest way to improve it is not always to deliver more, but to set expectations accurately and then meet them reliably.

Follow-up and closure

Checking in after an issue is resolved is one of the simplest and most underused ways to lift CSAT. A brief follow-up message asking if everything is sorted costs almost nothing and pays back in satisfaction scores.

Frequently Asked Questions

CSAT stands for Customer Satisfaction Score. It measures how satisfied customers are with a specific interaction, product, or service. You ask customers to rate their satisfaction on a scale (usually 1 to 5), then calculate the percentage who gave a positive response. It is one of the most widely used customer experience metrics alongside NPS and CES.
